The challenge

Patients were being asked to make unfamiliar decisions while navigating sensitive moments. The existing journey exposed operational complexity precisely when users needed calm and reassurance.

Our response

We treated uncertainty as the core design problem, clarifying what happens next, why information is requested, and how privacy is protected at every stage.

01Listen

Listen

Map the moments where confidence drops.

Journey interviews highlighted small but consequential gaps: unclear wait times, unexplained questions, and weak confirmation after an appointment was booked.

02Reframe

Reframe

Turn a transaction into guided care.

We shaped the journey as a continuous conversation, using plain language, purposeful reassurance, and a visible handoff between each step.

03Include

Include

Accessibility as a clinical requirement.

Large targets, predictable focus, clear errors, non-color status cues, and readable motion settings were built into the system rather than added during review.

Representative concept outcomes

38%fewer representative onboarding exits
4.8/5concept clarity score in moderated testing
WCAG2.2 AA-oriented interaction design

Illustrative outcomes for this fictional case-study narrative, not results from a real client engagement.

The experience explains just enough, exactly when you need it. That changes the entire feeling of asking for care.
